They don't want to bring embarassment to their communities.&lt;br /&gt;&lt;br /&gt;Who are we (technologists) to tell people what to say or not?  What is our social role?  We are a bunch of carpet baggers from Palo Alto.&lt;br /&gt;&lt;br /&gt;anonymity enables certain bad behaviors&lt;br /&gt;- jumping onto hot button issues with an "oh yeah"&lt;br /&gt;&lt;br /&gt;attacking through accusation of wrongdoing&lt;br /&gt;&lt;br /&gt;people with multiple logins&lt;br /&gt;&lt;br /&gt;small groups of very abusive people&lt;br /&gt;&lt;br /&gt;What can you do?&lt;br /&gt;1) Take down the whole thing&lt;br /&gt;2) Abdicate (not my problem - myspace, facebook does not take this approach)&lt;br /&gt;3) Manage and moderate&lt;br /&gt;&lt;br /&gt;Achieving scale with Software&lt;br /&gt;&lt;br /&gt;1998 moderators&lt;br /&gt; registration&lt;br /&gt; Profanity filters&lt;br /&gt; logging&lt;br /&gt; per post/user moderation&lt;br /&gt; flagging&lt;br /&gt;&lt;br /&gt;2007 meta-moderators  (a moderator that moderates moderators)&lt;br /&gt; captcha&lt;br /&gt; heat language analysis (topix uses this; can give numerical score to a posting)&lt;br /&gt; recent activity queue&lt;br /&gt; voting systems&lt;br /&gt; finding the good stuff&lt;br /&gt;&lt;br /&gt;the more your site is seen as pushing an agenda and not silencing one is better.&lt;br /&gt;&lt;br /&gt;Ni-Chan Paradox in Practice&lt;br /&gt;* take away registration.  encourages trolls&lt;br /&gt;* growth of community grows signficantly.  people with good thing to say don't have much time on their hands.  &lt;br /&gt;They want to get in, say it and get out.  People with bad things to say want to get in there and tear things &lt;br /&gt;apart for a long time.&lt;br /&gt;&lt;br /&gt;What should you do?&lt;br /&gt;&lt;br /&gt;1) Security is policy.  Have one.&lt;br /&gt;2) Make some decisions. What do you care about on your site?  There are a lot of things that have an inverse relationship.  &lt;br /&gt;3) We've optomized for growth (topix).&lt;br /&gt;4) Get rid of the bottom 5-10% (eliminate threats, calls for viiolence, personal details, 100% harm)  5 lines of wrath, get&lt;br /&gt;rid of it.  Otherwise keep it.  Legitimate and interesting.&lt;br /&gt;5) topix is 10 years in and they are still figuring it out. The audience was engaged and asked great questions.  We were told the session will be podcast.  You can also subscribe the conference podcast feed: &lt;a href="http://feeds.feedburner.com/SXSWpodcasts"&gt;http://feeds.feedburner.com/SXSWpodcasts&lt;/a&gt;&lt;br /&gt;&lt;br /&gt;Elisa Camahort of BlogHer moderated the panel that included me, Annalee Newitz (techsploitation.com) and Dawn Foster (Open Culture).&lt;br /&gt;&lt;br /&gt;I didn't have slides, but I did take some notes for myself in preparation for the talk.  Although we didn't address these issues so linerally in the talk, I thought it would be great to post them anyway.&lt;br /&gt;&lt;br /&gt;Q: HOW DOES CUSTOMER SUPPORT WORK IN OPEN SOURCE?&lt;br /&gt;&lt;br /&gt;I approach the question of customer service from 2 perspectives:&lt;br /&gt;my role as a sys admin and project manager for my organization&lt;br /&gt;staff users&lt;br /&gt;&lt;br /&gt;My role (admin)&lt;br /&gt;-I ask how easy is the software to install and configure; what impact will it have on server maintenance (cron jobs?, patching?, backups?)&lt;br /&gt;-Do I have the resources to hire a programmer?  Open source software still requires time, money, expertise, documentation&lt;br /&gt;&lt;br /&gt;Staff role (user)&lt;br /&gt;-Does the software get the job done, open source or not?&lt;br /&gt;-Does it have a good interface?  Is there an ease of use?&lt;br /&gt;-Self-sufficiency?  Can users look up answers themselves when troubleshooting?&lt;br /&gt;&lt;br /&gt;Examples of proprietary software we are using: Regonline&lt;br /&gt;&lt;br /&gt;**Customer support - Best case scenario using open source solution like Wordpress and Drupal&lt;br /&gt;1) Friendly community, includes developers and users&lt;br /&gt;- helpful feedback, not just RTFM&lt;br /&gt;2) Quality documentation&lt;br /&gt;- Easy to find answers; doesn't need to be in manual format&lt;br /&gt;- In plain language&lt;br /&gt;- Clear, concise code examples&lt;br /&gt;3) No need for phone support if the information I need is available online&lt;br /&gt;- Phone support (when its good) is a *fabulous* benefit of proprietary software, however it doesn't guarantee better support&lt;br /&gt;&lt;br /&gt;Q: PRO's/CON's of doing Open Source&lt;br /&gt;&lt;br /&gt;1) Flexibility&lt;br /&gt;- There is a potential to 'over customize' which can lead to a complex upgrade path that becomes difficult to maintain over time&lt;br /&gt;-Proprietary solutions limit customization options; benefit from upgrade path being the responsibility of the vendor&lt;br /&gt;&lt;br /&gt;2) Open Source is the preferred solution of our industry&lt;br /&gt;- 'our industry' is nonprofit, advocacy organizations&lt;br /&gt;- We are a social change organization, not a software company.  The technology is sexy and we could easily get distracted and develop technology for technology's sake.  We can't over think implementation. High end Italian bikes.  No budget.  The brand wasn't selling.  He was hired as PR.  Keeping the pace of the blog is a big challenge.  Time consuming. Author needed blog to sell copies of the book.&lt;br /&gt;&lt;br /&gt;Author was skeptical.  Did not think it was going to work.  It has worked so he hired a student from the local community college to maintain the site.  He was happy that it came up with high results in Google.&lt;br /&gt;&lt;br /&gt;Case Study 3 - "Know your bones" by Yvonne DiVita&lt;br /&gt;&lt;br /&gt;How to make the blog work for your book?  Question asked of client.  How much time really are you going to have to produce content?  She didn't post frequently.  (&lt;a href="http://www.marketingtowomenonline.com/"&gt;http://www.marketingtowomenonline.com/&lt;/a&gt;)&lt;br /&gt;&lt;br /&gt;**********&lt;br /&gt;When doing a blog you have to understand that you often have to have a conversation so you need to be able to make a committment to do that.&lt;br /&gt;**********&lt;br /&gt;&lt;br /&gt;Case Study 4 by Heathers Sanders&lt;br /&gt;verycommerce.com&lt;br /&gt;&lt;br /&gt;Moved from html site to blog because search engines weren't finding their site.  They moved to blog and kept comments available.  Comments were not used so they removed them.  &lt;br /&gt;&lt;br /&gt;Case Study 5 (online organic material diaper service)&lt;br /&gt;Create a context for the product being sold.  "Calm university approach" - voice.  Bring community and philosophy to parenting.  Created blog "business" plan and content creation schedule (from daily to bi-weekly).  "If I had to write everyday I wouldn't be a good writer."  Users have option of using comments, but prefer to email instead.&lt;br /&gt;&lt;br /&gt;&lt;br /&gt;Case Study 6 (Barkley Advertising)&lt;br /&gt;Lee Dungarees asked them to do online marketing campaign.&lt;br /&gt;Did blog to coincide with commercial campaign involving giant woman stepping on building.  Success?  Unclear.&lt;br /&gt;&lt;br /&gt;Case Study 7 &lt;br /&gt;&lt;a href="http://www.sumofmyparts.org/blog/blogher.htm"&gt;http://www.sumofmyparts.org/blog/blogher.htm&lt;/a&gt;&lt;br /&gt;People don't like fake identities.  People want sited resources.  From linguist perspective, how do we build, maintain and manipulate identity?&lt;br /&gt;&lt;br /&gt;***Hansen Consulting - manufacturing clients.  Clients request blogs but they don't know why or how to do one.&lt;br /&gt;&lt;br /&gt;***Don't start a blog if something is going wrong.  Develop positive relationship with users then when something goes wrong.  When it goes wrong tell them as fast and honestly as possible.&lt;br /&gt;&lt;br /&gt;***Over communicate.&lt;br /&gt;&lt;br /&gt;***Character blogs - i.e. online welding supply company.  "Carmen Electrode"&lt;br /&gt;&lt;br /&gt;***Help decision makers manage risk.  Have them write down what they believe are worse-case scenarios and then build in plans to address these concerns.  Also often has staff create internal blogs for purpose of example; so they can understand how it works and what can come of it.&lt;br /&gt;&lt;br /&gt;***Who's your market?  What do they want?  Know them well enough to know what questions you should ask them. Differentiate your voice and the voice of the industry.&lt;br /&gt;&lt;br /&gt;There is a web tool that can score the readability of your website.&lt;br /&gt;&lt;br /&gt;Who is your audience?  What level of readability do they want?  Where are you reaching them in the process?  Are they getting your from a search page?  Or is it because someone told them about your site so they are visiting.&lt;br /&gt;&lt;br /&gt;1. Readers&lt;br /&gt;2. Presentation&lt;br /&gt;3. Word choice&lt;br /&gt;4. Check out Electronic Frontier Foundation because they have lots of info on this topic.&lt;br /&gt;&lt;br /&gt;A link by itself it not interesting. Flickr spin-off from social networking game.  Blogger spin off from project management software.&lt;br /&gt;&lt;br /&gt;What differentiates Flickr from Ofoto or Shutterfly? Public access.  80% of photos on Flickr are public.  It's what creates community.&lt;br /&gt;&lt;br /&gt;Inventing Flickr and Blogger is like the invention of electricity. It's up to the user to apply it in a meaningful way.&lt;br /&gt;&lt;br /&gt;How has tagging catalyzed communication?  Tagging originally just a way of organizing photos, but when applied to social interactions it becomes more dynamic, impactful.  Tagging is not keywords.  Keywords were not used in a social context.  They are generic.  For example, if you typed a proper name like "Betty" you are going to get all photos associated with the WORD 'Betty'.  Tagging allows the user to give context.  By tagging you can have the tag 'Betty' return photos of only your Aunt Betty.&lt;br /&gt;&lt;br /&gt;Also have the ability to formulate ad hoc groups.  We can assume people would people would tag with 'black and white photos' or 'color photos', but there are people organizing 'squared circle' images.  No way of anticipating these keyword of sorts, but there are people that share this common interest.&lt;br /&gt;&lt;br /&gt;Blogging is primarily text.  Where will video and audio take blogs?  Unknown.  Ability to tag and comment photos allows for a greater variety of uses a user could apply the technology. Time will tell.&lt;br /&gt;&lt;br /&gt;Online communities are like a dinner party.  Every user should be greeted and introduced to culture, activities.  After the beginning the users you hand nurtured will recognize that its part of the community.  They will do the introductions and enforce the cultural norms.&lt;br /&gt;&lt;br /&gt;"Community management" as an evolving role in building large communities.   Comment spamming ('sploggers') and trolling can become a problem and the person that acts as the "community manager".  They can give a development team heads up on what to guard from.  "It's an arms race..."&lt;br /&gt;&lt;br /&gt;Will legislation limit the development directions of social networks technologies?&lt;br /&gt;&lt;br /&gt;Development of Flickr happened semi-live with assistance of users.  "Developing in stealth" has gone out of fashion a bit. In general, they are topic or conversation based.  In contrast community blogging generally more &lt;br /&gt;&lt;br /&gt;"What is the pattern and the need of the community?"&lt;br /&gt;&lt;br /&gt;* What are the expectations of the user?  Do they want comments or do they simply want to put out their ideas.&lt;br /&gt;&lt;br /&gt;Always talk to the community that we expect to participate in the web.  Do this over time because it often changes over time.&lt;br /&gt;&lt;br /&gt;* What is our (hosting person or org) committment to the community?  Is the community aware of what it is?&lt;br /&gt;&lt;br /&gt;* How do you listen to the community in different ways to know what direction to take it?  &lt;br /&gt;- Ask questions and people will respond!&lt;br /&gt;- In food blogging community they started "get your blog burning".  They asked people to submit recipes for specific theme.&lt;br /&gt;&lt;br /&gt;Idea:  do monthly skype talk&lt;br /&gt;Idea: just do it.  start blogging and regularly ask others to be involved&lt;br /&gt;&lt;br /&gt;Communities will grow as people get to one another personally or topically.&lt;br /&gt;&lt;br /&gt;Writing style - vary your writing style; some are more inviting than others.  Session this afternoon on 10 writing styles.  "Vary your voice."&lt;br /&gt;&lt;br /&gt;Editing - when should it happen?  why?  In a strong community, the community will often self-edit.&lt;br /&gt;&lt;br /&gt;Idea:  a day in the life.
